近年来台铁连续发生许多服务失误,除了民众最在意的班车误点的频繁性所造成服务的延迟外,还有许多与乘客密切相关的安全性问题。尽管台铁针对特定项目提出赔偿,但这些补救措施与旅客的期望和要求仍有些落差。而此一期望会影响到旅客对补救後的满意度。然而,过去对於服务补救期望之研究多著重於失误後的满意度与後续行为反应的评价与影响,较少针对服务补救期望做整合性的探讨与剖析。因此,本研究将针对服务失误前後,影响顾客服务补救期望之前导因素进行深入探讨与了解。分别从失误发生前顾客对企业的主观感受之面向(企业形象和顾客涉入),以及失误发生後顾客对此失误归因和严重程度判定之面向共同探讨之。本研究以台湾铁路管理局旅客为例,并针对有经历过服务失误经验的旅客进行问卷调查。经由结构方程模式进行模式验证与分析,结果发现稳定性归因、可控制性归因对失误後满意度和服务补救期望有显著影响。此外,顾客涉入亦会直接对服务补救期望产生影响,企业形象则是透过失误後的满意度对服务补救期望产生影响。特殊的是,此次调查样本显示失误严重性对於失误後满意度和服务补救期望皆没有显著影响。最後,本研究针对於管理意涵与後续研究建议提出相关讨论。

Recently, the people complain about the service of Taiwan railway agency (TRA) repeatedly due to the continual accidents and delays. Although TRA has proposed some indemnifications, there still have some gaps between those recovery actions and the expectations of travelers. Since this expectation will influence the satisfaction after the service recovery, it’s necessary to explore the antecedents of service recovery expectations of travelers. Most of previous researches focus on the effects of satisfaction after recovery and behavioral outcomes, and have lacked of intergrating the antecedent factors of service recovery expectations. Therefore, this study attempts to explore and construct a model of antecedents of service recovery expectation. This study explored from two aspects: customers’ subjective perceptions before service failure (corporate image and customer involvement) , and customers’ attributions and service failure severity about the failure after encountering service failure. This study took the TRA as an example and the data was collected by the questionnaires to those passengers who had the service failure experience before. In order to test the hypotheses, we used Structural Equation Modeling (SEM) to proform confirmatory factor analysis and path analysis. The research results showed that stability attributions and controllability attributions are related to post-failure satisfaction and service recovery expectation. In addition, the effect of customer involvement on service recovery expectation is significant. Corporate image influences on service recovery expectation through the 【post-failure】 satisfaction. Furthermore, the results showed that service failure severity is not found to be significantly related to 【post-failure】 satisfaction and service recovery expectations. Finally, this study proposes some managerial implications and suggestions for future researches.
